What is ServiceNow?

Work becomes records, and records follow workflows. Everything else builds on that.

Quick answer

ServiceNow is a cloud platform for building and running digital workflows, the systems that move a request, an incident, a case or an approval from "raised" to "done", across the people and systems involved.

Key takeaways
  • 1. Platform versus products
  • 2. Instances, not shared tenancy
  • 3. Everything is a record on a table
  • 4. Family releases
  • Who works on the platform

ServiceNow is a cloud platform for building and running digital workflows, the systems that move a request, an incident, a case or an approval from "raised" to "done", across the people and systems involved. It began in 2004 as an IT help-desk tool and has grown into a general-purpose Platform-as-a-Service that thousands of enterprises use as the connective tissue between departments. To understand it you need four ideas: the platform-vs-products split, the single-instance architecture, the data-driven workflow model, and the release cadence.

The Now Platform: one data model with ITSM, ITOM, HR and custom applications on top.
The Now Platform: one data model with ITSM, ITOM, HR and custom applications on top.

1. Platform versus products

This is the distinction everything else hangs on. The Now Platform is the engine, one database, one workflow/flow engine, one security model (roles + ACLs), one UI framework, one integration layer. The products are pre-built applications that run on that engine.

The platform (Now Platform)
Tables & data model, Flow Designer, business rules, ACL security, notifications, reporting & Performance Analytics, Service Portal/Next Experience, IntegrationHub.
The products
ITSM, ITOM, ITBM/SPM, CSM, HRSD, SecOps, IRM/GRC, FSM, App Engine, each a packaged app built with the platform, not bolted onto it.

Because every product sits on the same foundation, an incident, an HR case and a security finding are all just records on tables that behave consistently, and you can build your own applications right beside them in App Engine.

2. Instances, not shared tenancy

Unlike most SaaS, ServiceNow does not put many customers in one shared application. Each customer gets one or more dedicated instances, a full application stack plus its own database. A typical customer runs a pipeline of them:

dev (build here) --promote--> test/QA --promote--> prod (live users) changes travel between them as update sets

This architecture is why ServiceNow is so configurable: you have full admin control of your own instance, and you move change through the pipeline with update sets rather than editing production directly. It also explains why upgrades are per-customer events, not a silent platform-wide switch.

3. Everything is a record on a table

The mental model that unlocks the platform: there is no special storage anywhere. An incident is a row in incident. A user is a row in sys_user. A UI policy, a business rule, even a form layout, all are records in system tables. Learn the data model once and every module becomes a variation on the same pattern: filter a list, open a record on a form, change fields, and the platform reacts via automation.

This is the single biggest "aha" for newcomers: configuration is data. When you build a business rule, you are inserting a record into sys_script. That is why configuration can travel between instances in an update set, it is just rows.

4. Family releases

ServiceNow ships two major family releases a year, named alphabetically after cities, Tokyo, Utah, Vancouver, Washington DC, Xanadu, Yokohama, Zurich. Each adds features and carries its own upgrade path and certification-maintenance cycle. Between families, ServiceNow ships patches and store-app updates. Knowing which family an instance runs on matters, because features and even UI differ between them.

Who works on the platform

Implementation Specialist
Rolls out a specific product, the CIS family.
Architect
Designs platform-wide solutions, CTA / CMA.
Fulfiller (itil)
Agents who resolve the actual work.
End user (ess)
Requesters using the portal.

Common misconceptions

  • "It is just a ticketing tool." It started there; today it runs HR, customer service, security ops, risk and bespoke apps on one platform.
  • "It is multi-tenant like a Salesforce org." No, isolated instances per customer, with a dev-test-prod pipeline.
  • "You have to code everything." Most delivery is configuration and low-code (Flow Designer, App Engine); scripting fills the gaps.
  • "Upgrades happen automatically and invisibly." Each customer schedules and tests family upgrades on their own instances.

ServiceNow FAQs

What does ServiceNow do?

ServiceNow runs digital workflows on a single cloud platform (the Now Platform). It connects people, processes and data so work, IT tickets, HR cases, security incidents, customer requests, moves automatically across teams instead of over email and spreadsheets.

What is ServiceNow used for?

It is used to automate and manage service processes: IT service management (ITSM), IT operations (ITOM), HR service delivery, customer service, security operations and low-code custom apps, all sharing one data model and workflow engine.

Who owns ServiceNow?

ServiceNow is a publicly traded company (NYSE: NOW), so it is owned by its shareholders, mostly large institutional investors. It was founded in 2004 by Fred Luddy and is led today by CEO Bill McDermott.

How much is ServiceNow?

ServiceNow is sold as an annual subscription, priced per organisation based on the products and number of users/roles, there is no fixed public price. It is enterprise software quoted per deal; a free Personal Developer Instance is available for learning.

Is ServiceNow a CRM?

Not a traditional sales CRM. ServiceNow is a workflow platform; its Customer Service Management (CSM) product overlaps with CRM for post-sale service, but it is not a sales-force-automation CRM like Salesforce.
